Resolving What Festers Before It Costs More Than It Should

Conflict & Complaint Management

A Two-Day Workshop for Managers Who Must Resolve Disputes Without Making Them Worse
“Unresolved conflict does not disappear. It relocates, underground, where it becomes significantly more expensive.”

Conflict is one of the most consistent features of organizational life in Pakistan,

and one of the most consistently mismanaged.

The default responses are either to avoid it entirely, hoping it resolves itself, which it rarely does, or to escalate it immediately to a higher authority, which removes the manager’s credibility and rarely addresses the actual cause. Both responses allow the underlying issue to continue accumulating cost in the form of damaged working relationships, reduced team performance, and eventually the departure of one of the parties involved.
Conflict and Complaint Management is IKTAR’s practical program for managers who need to intervene in conflict situations effectively without making them worse. The program covers the full spectrum of conflict and complaint situations Pakistani managers face: interpersonal friction between team members, complaints from customers or external stakeholders, grievances raised through formal HR channels, and the ongoing low-level territorial disputes between departments that drain organizational energy without ever reaching a formal resolution.
The program treats conflict resolution and complaint management as a single discipline because they share the same fundamental requirement: the ability to hear a difficult narrative from a distressed or frustrated party, separate what is being said from how it is being said, identify the underlying need behind the complaint or conflict, and facilitate a resolution that addresses that need rather than simply closing the incident.

Who This Program Is For

Conflict & Complaint Management is designed for:

• Managers and supervisors who are regularly called upon to mediate between team members or handle escalated complaints
• HR managers and business partners who handle formal grievances, disciplinary processes, and workplace disputes
• Customer service managers and team leaders responsible for resolving escalated customer complaints that frontline staff cannot resolve
• Department heads managing cross-functional friction where two teams with competing priorities consistently clash
• Organizations going through change, restructuring, or rapid growth where conflict levels are higher than usual and management capability to handle it has not kept pace

If your managers are currently either avoiding conflict until it explodes or escalating it upward rather than resolving it themselves, this program gives them the third option: resolving it at the right level before it becomes unnecessarily costly.

What Participants Learn

By the end of the workshop, participants will be able to:

• Diagnose the type and stage of a conflict accurately before choosing an intervention strategy
• Facilitate a structured conversation between conflicting parties that moves toward resolution rather than further entrenchment
• Separate positions from interests in a complaint or dispute situation and use that distinction to find solutions neither party initially proposed
• Handle an emotionally escalated complaint from a customer or colleague without becoming defensive or dismissive
• Apply formal complaint resolution procedures correctly while maintaining the relationship wherever possible
• Know when to escalate a conflict to a higher authority and how to do so without abandoning responsibility for the situation

Methodology

Program Structure and Methodology

Format: Two day in-person workshop
Group Size: Optimal cohort of 12 to 20 participants
Methodology: Live conflict scenario role plays, complaint handling simulations, mediation practice exercises, and case-based analysis of real organizational conflict patterns
Delivery Options: Public workshop with scheduled dates, or in-house program built around your organization’s specific conflict and complaint patterns
Training
The workshop uses role plays built around realistic Pakistani workplace conflict scenarios: the team member who believes a colleague received an unfair advantage, the customer whose complaint has been passed between three departments without resolution, the two department heads whose teams have been in conflict for months without either manager addressing it directly. Participants practice intervening in these situations under coaching rather than simply discussing what they should do.

Why IKTAR

Conflict management training that focuses only on communication technique misses the organizational reality that most Pakistani workplace conflicts have a structural or procedural component alongside the interpersonal one. IKTAR’s program addresses both: the skills to have the difficult conversation and the judgment to understand what systemic issue the conflict is signaling that, if unaddressed, will generate the next conflict.
This program is led by Shafqat Jilani, a Certified Master Trainer (Futures Group, Washington DC) with over 25 years of experience advising Pakistani organizations on workplace conflict, HR grievance management, and customer complaint systems across manufacturing, banking, services, and the social sector.
Following the workshop, IKTAR provides a free training review report identifying the specific conflict and complaint scenarios most prevalent in the cohort’s experience and personalized recommendations for each participant.
